Long enough to understand both the how and the why behind a lot of what happens operationally.

Recently, while visiting a major theme park, I was directed into a parking row where one space was clearly the low point after the previous night’s rain. Most of it was covered in standing water. I was told to park there.

Normally, I follow direction from park employees without question. Parking operations are built for flow, and I respect that choreography. But this time, I didn’t. I pulled into the adjacent dry space instead.

If it had just been me, I probably would’ve taken the flooded spot. Quick splash, move on. Mild inconvenience. But I had four passengers, my son’s stroller, and a trunk full of kid stuff. Unloading would’ve meant standing in water for several minutes before we’d even made it to the front gate.

Wet socks aren’t catastrophic. But for me, they rank somewhere near a root canal on the list of things I’d rather avoid. Add an entire theme park day on top of that, and you’ve just guaranteed that someone starts their visit uncomfortable. Comfort compounds. So does discomfort.

There was a little pushback from the parking attendant, so I explained that I needed to unload my family and that the dry space made more sense. “No problem,” they said. Then they directed the very next vehicle, another family, into the flooded space. I heard the splash. Then I heard the immediate, muffled frustration that comes from realizing your day has started in a puddle.

That’s the part that stuck with me. Not because of the employee. They were doing exactly what the operation expected them to do. Because this wasn’t really about parking. It was about systems.

Leaving one parking space empty probably looks inefficient. A full row looks cleaner. The operation keeps moving. Somewhere, a metric is happy. The family with wet shoes? They don’t show up on the dashboard.

That’s something I’ve noticed in a lot of organizations. We optimize for the things we can measure because they’re visible. Occupancy. Throughput. Completion rates. Utilization. Meanwhile, the little moments that shape how people actually feel get overlooked because they’re harder to quantify. The confusing presentation. The email nobody understands. The process that technically works but leaves everyone frustrated. The onboarding that answers every policy but none of the questions people actually have. They’re all versions of the same problem. People don’t experience our metrics. They experience the friction our systems create.

The best guest service isn’t just being friendly. It’s reducing unnecessary friction. Sometimes that means giving people the freedom to use their judgment instead of following the process exactly as written. Sometimes the best operational decision is leaving one imperfect parking space empty. Not because it’s the most efficient choice. Because it’s the most human one.

That’s one of the ideas behind Narrativo. Whether I’m helping an organization explain a complex idea, redesign a presentation, or rethink how information reaches people, I keep coming back to the same question: where’s the friction? Because clarity isn’t just about making something easier to understand. It’s about making someone’s experience just a little bit better.

Let’s Talk

Every organization has friction it has learned to live with. Sometimes it’s buried in a presentation that everyone pretends to understand. Sometimes it’s hidden inside a process that technically works but quietly frustrates customers, employees, or stakeholders.

A fresh perspective can help uncover both.

If you’re trying to explain something complex, communicate more clearly, or simply create a better experience for the people you’re trying to reach, I’d love to have a conversation.

I may not work in the theme park industry anymore, but I did my time there.
